AI call routing: beyond press 1 for sales

Traditional IVR makes the caller do the routing: listen to a menu, guess which of five options matches their problem, and press a number. Intent-based routing flips it. The system asks 'how can I help?', the caller answers in their own words, and the call goes where it should, with the reason attached.
What the model actually decides
- Intent: what the caller wants, mapped to your queue and skill structure.
- Priority: an outage report outranks a plan question, whatever the queue order says.
- Context: caller history and account state, so the destination sees why the call arrived.
Rolling it out without breaking trust
Run the classifier in shadow mode first: let the old menu route calls while you compare what the AI would have done. Promote it queue by queue once agreement is high, and always keep an immediate path to a person. Nothing destroys confidence faster than an AI gatekeeper that will not step aside.
The metrics that matter
- Transfer rate after first routing: the cleanest signal that routing is right or wrong.
- Time to correct queue, compared with your old menu tree.
- Abandonment during the routing step: if it rises, your greeting is too slow or too chatty.
Done well, routing becomes invisible. Callers just notice that the first person they speak to already knows what they need.
